2 Greencastle Critical Success Delivery Story for a Deregulated Utility Marketing Company Implementing Strategy For A Fortune 500 Communications And Entertainment Company The Business Challenge The Executive Steering Council had recently generated a strategic plan to transform customer service from a functional area into a way of doing business. The new strategy would require a shift from a centralized to a decentralized operational approach. The Objective The team had to translate the strategic plan into a coordinated set of initiatives that were to occur throughout the organization. This would require a rapid shift from strategic analysis to project planning without sacrificing the strategic intention. Because the company focus had been solely on customer service, past improvement projects had consisted of major compromises. As a result, outstanding balances continued to grow. The Objective Reduce outstanding balances and improve collection intervals by identifying and implementing ways to dramatically improve the department s collection cycle. The Engagement Greencastle led the client team through Business Process Development and examined the entire $3 billion revenue stream from customer acquisition, through billing, and then posting to the general ledger. The As-Is maps depicted the current processes and formed a baseline that allowed the team to determine the root cause of the problems. They discovered that incremental changes made over many years were poorly integrated, causing exceptions to become the predominant way of doing business. The team then developed improvement initiatives in technology, processes, and training and created a To-Be map of the redesigned processes. By pursuing holistic answers, the Company would benefit by resolving greater systemic issues rather than focusing on just the symptoms. Studies clearly showed that the Call Center would improve dramatically when these projects were completed. Although everyone was already working to his or her full capacity on the day-to-day operations, there was a sense of urgency and optimism that the challenges with call volume, first-time handling rate, customer satisfaction, and handling time would improve. Senior management, however, had concerns over how the project sponsor would measure and track progress and was particularly concerned with the system dynamics of changing so many key functions at one time. The Objective Greencastle facilitated planning and coordinating the implementation effort, as well as tracking and communicating quality and progress. Success depended on maximum involvement from the functional areas of the business impacted by the changes. The Engagement Greencastle led the Company s cross-functional team through the entire lifecycle of Implementation.
